The opportunity
Good support does more than close a ticket. It establishes what happened, protects the customer’s information, communicates the next step clearly, and helps prevent the same issue from recurring. This engagement improves a bounded support workstream, backlog, knowledge base, or service-readiness process.
You will distinguish product defects from configuration, access, data, provider, billing, or training issues, then give the right owner a usable record. The work should leave customers better informed and the company better equipped to handle the next case.
What you will do
- Triage the agreed cases or issue class, confirm the affected customer and context, and route each problem appropriately.
- Capture clear reproduction steps, expected behavior, observed behavior, customer impact, and relevant non-sensitive evidence.
- Provide approved customer updates and safe workarounds without inventing delivery dates or product promises.
- Create actionable defect and escalation records for engineering or the designated company owner.
- Improve knowledge articles, case templates, severity definitions, handoff notes, and repeat-issue analysis.
- Deliver the agreed backlog batches, process improvements, or specifically defined coordination windows.
- Summarize recurring patterns, remaining cases, customer risks, and the recommendations needed for a clean handoff.
Experience that fits
- Experience troubleshooting customer-facing software or improving a support operation.
- Clear, calm written communication and the ability to explain a technical issue in practical language.
- A structured approach to reproduction, evidence, severity, escalation, and follow-through.
- Respect for customer access boundaries, privacy, and the difference between an observed fact and an assumption.
- The ability to turn repeated questions into useful documentation or a concrete process improvement.
Helpful, not essential
- Experience supporting contractor, field-service, or other business-critical workflow software.
- Work on knowledge bases, incident readiness, quality review, or backlog-reduction projects.
- Examples of reducing a recurring issue class or improving the quality of technical handoffs.
What success looks like
- The scoped backlog or issue class is resolved, correctly routed, or handed off with clear ownership.
- Customer communication is accurate, useful, and consistent with the actual state of the issue.
- Runbooks, knowledge, and repeat-issue evidence make subsequent support work more effective.
